Responsibilities
- Take a reported technical case from an ambiguous symptom to a documented, verified resolution - reproducing the failure and isolating the cause before proposing a fix
- Triage the case queue by impact and SLA time-remaining, so the case that will breach or hurts the most is worked first, not the one that arrived first
- Produce customer-facing updates and troubleshooting notes with the steps taken, the current status against the SLA, the workaround where one exists, and the next action
- File reproducible defects to engineering - a minimal reproduction, environment, logs, and expected-vs-actual - rather than forwarding a customer complaint
- Monitor time to resolution, CSAT, and reopen rate, and investigate a change far enough to name the cause, the affected case type, and the required action
- Create and maintain knowledge-base and troubleshooting articles from resolved cases so the next occurrence deflects or resolves faster
- Coordinate with the customer, the account's Customer Success owner, and engineering on the inputs, decisions, and handoffs a case needs to close without avoidable rework
- Escalate an outage, a reproducible product defect, a security or data-loss exposure, or an account-relationship risk when the case can no longer be resolved within support's lane
The essence of this seat
The Technical Support Engineer is the reactive technical owner of the case in front of them: a customer reports a problem, and this seat diagnoses it, reproduces it, and drives it to a resolution or a sound workaround against a service-level clock.
Signature move
Triage against the clock before you touch the top of the queue. The first move on a new or reassigned case is to read its impact and its SLA time-remaining and place it in the work order by severity, not by arrival - so the clock the customer is measuring is the one you protect first
What good looks like
converts a vague symptom into exact conditions and acknowledges fast; reproduces before proposing a fix; isolates by changing one variable at a time and reads what changed since "yesterday"; verifies the fix against the reproduction and records the root cause so it stays closed
Decision rights
- - the case diagnosis and the resolution path, the reproduction and root-cause read, the priority you assign a case within the queue against its SLA, the customer-facing technical update and the workaround you offer, whether a case is resolved or must stay open, and which resolved cases become knowledge-base articles
Working vocabulary
What this role does
The Technical Support Engineer is the reactive technical owner of the case in front of them: a customer reports a problem, and this seat diagnoses it, reproduces it, and drives it to a resolution or a sound workaround against a service-level clock. This is an individual-contributor seat reporting to a Support Manager, accountable for resolving inbound technical issues - not for the proactive adoption plan (that is the Customer Success Architect in../../004_Customer_Success_Architect/), the non-technical customer lifecycle (the Customer Success Specialist in../../001_Customer_Success_Specialist/), or running the queue and setting SLA policy for a team (the Support Manager in../../018_Support_Manager/). The work is driven by the customer's inbound problem: a case arrives, and the seat owns it end to end - triage, reproduction, root cause, the customer-facing update, and the escalation when the fix is engineering's to make. What separates great from average is a fast, correct resolution that does not come back. A weak engineer closes a ticket on the first plausible answer and watches it reopen; a strong one reproduces the failure, isolates the real cause, resolves or gives a workaround the customer can actually run, and writes the troubleshooting note that lets the next occurrence self-serve. The seat is measured on time to resolution, CSAT, and reopen rate - the outcomes that protect adoption and retention from the support side.
